Building and running a space where your customers talk to each other: moderation, seeding, escalation and the honest question of whether you need one at all.

A community is not an audience. An audience receives what you publish; a community talks to each other, and that is both the value and the risk. It reduces support cost, produces genuine product insight and creates advocates, and it also means conversations you do not control.

Most communities fail in the first three months because they launch empty and stay quiet. The early work is unglamorous: seeding conversation, answering quickly, and being present enough that arriving somewhere silent is not the first impression.

  • Companies whose customers already ask each other questions elsewhere
  • Products complex enough that peer advice genuinely helps
  • Businesses with a community that launched and went quiet

  • Platform choice

Discord, Slack, a forum or a platform-native group, chosen on where your people already are rather than on what is fashionable.

  • Guidelines and moderation

Clear rules, consistently enforced. Communities are shaped far more by what is tolerated than by what is stated.

  • Launch seeding

Founding members, starter conversations and a reason to return. An empty community is very hard to restart once people have looked once.

  • Daily presence

Someone answering, welcoming and prompting every working day. Response time is the strongest predictor of whether a community survives its first quarter.

  • Escalation and product feedback

A route from community complaint to support ticket or product backlog, so raising something there is worth doing.

  • Recognition programmes

Identifying and supporting the members who answer other people's questions, who do most of the work in any healthy community.

  1. Decide

Whether you should have a community at all, and what it is for. Sometimes the honest answer is a better help centre.

  2. Set up

Platform, structure, guidelines and moderation rules, plus the internal process for escalation.

  3. Seed and launch

Invite founding members, start real conversations, and staff it heavily for the first weeks.

  4. Sustain

Daily presence, regular rituals and recognition, with reporting on health rather than raw member count.

  • Support load that falls

Members answering each other deflects a real share of repeat questions, and the answers are often better.

  • Product insight you cannot buy

Watching customers help each other shows you what is confusing far faster than a survey.

  • Retention

Customers with relationships inside a community leave less often, and tell you before they do.

  • Advocates you can name

Communities surface the people who will speak for you publicly, which no campaign reliably produces.

Do we actually need a community?

Only if your customers have a reason to talk to each other. If the product is simple and used alone, a good help centre serves them better and costs far less to run. We would rather say that than build something that goes quiet.

How much moderation does it need?

More than people expect at launch, then less as members set the tone. Budget daily presence for the first three months; after that a healthy community largely moderates itself with oversight.

What if people complain publicly in it?

They will, and that is preferable to complaining somewhere you cannot see. Handled openly and quickly it builds more trust than a community where problems are quietly deleted.

How do we measure a community?

Active participants rather than members, share of questions answered by other members, response time, and the retention difference between members and non-members. Total membership is the easiest number and the least useful.
